Online reputation protection

How to respond to a negative review and turn it into a sales opportunity

A well-handled negative review convinces more readers than a positive one. Learn the structure and examples that work.

90% of consumers read reviews before buying, and most look at how the business responds to criticism. A professional response can turn an undecided reader into a customer: it shows you care and you solve problems.

p. Why responding matters

  • 53% of customers expect a response within a week; 30% of businesses never respond
  • A good public response is free marketing for everyone reading
  • Google values interaction with reviews (reputation signal)
  • It reduces negative impact: the reader sees your side

e. The structure that works (T-A-A-P)

  1. Thank for the feedback: start by thanking, even if unfair. It defuses tension.
  2. Empathize: acknowledge the customer's frustration ("We are sorry about your experience").
  3. Act: say what you will do concretely ("we are already reviewing [point]").
  4. Move to private: invite resolution in private (email or WhatsApp) with a name and availability.

x. Real examples

Real service complaint"We are sorry about your experience. That is not the standard we want and we are already reviewing [the specific point] so it does not happen again. If you write to us at [email], we will offer you a personalized solution. Thank you for helping us improve."
False accusation from a non-customer"Thank you for your comment. We want to clarify that there is no record of you being our customer (no booking or invoice under your name). We have asked [platform] to verify this review. If there is any misunderstanding, write to us at [email] and we will resolve it within 24h."
Confused customer (wrong business)"We believe there may be a confusion, because your description does not match our service. Write to us at [email] and we will clarify within 24h; if it is indeed not our business, we would appreciate you removing the review."
Serious accusation (theft, damages…)"We take your comment very seriously. There is no record of this kind of incident in our logs [no report or police report]. We have asked [platform] to verify this review and we are at your disposal at [email]."

n. What to avoid

  • Do not argue or accuse the customer publicly
  • Do not reveal the customer's personal data (GDPR fine)
  • Do not use generic excuses or robotic unpersonalized templates
  • Do not threaten legal action in the public response
  • Do not ask to delete the review publicly (it looks like pressure)

t. Timing and follow-up

  • Respond within 48 hours (ideally 24h)
  • Review reviews weekly and track which need follow-up
  • If the customer comes back and it is resolved well, invite them to update their review (Google allows it)
  • For fake or defamatory reviews, do not argue publicly: document and report (see our Google reporting guide)
